Four faces of the same patient
A typical journey runs like this: the patient watches a reel and asks the price in an Instagram DM; the consultant asks for a number and the conversation moves to WhatsApp; the quote goes out by email; the final questions happen on the phone.
When those four live in four systems the result is familiar: the patient says "I already explained this", the consultant cannot find the history, and the handover to operations arrives incomplete. The point of an omnichannel setup is not to add channels but to protect a single source of truth.
Map your channels first
Before configuring anything, map what you have. Four questions per channel:
- How many first contacts arrive here each month?
- Who owns it, and what happens outside office hours?
- Is it connected to the CRM, or does it live in a separate app?
- What is the enquiry-to-quote rate for this channel?
Every channel where you cannot answer the fourth question is a blind spot in your budget decisions. Source tracking is the foundation of that measurement.
Managing the switch
Transitions are where most loss happens. Three rules cover it:
- Record the switch on the patient file. "Moved to WhatsApp" should not be a note; both channels should appear on the same timeline.
- Capture the key detail before switching. You cannot move from Instagram to WhatsApp without a phone number, which is why it is the first qualification step.
- Give a reason. Telling the patient "let's continue on WhatsApp so you can share documents easily" makes the change purposeful rather than arbitrary.

After hours and time zones
International patients write from different time zones. When your office closes it is evening in the Gulf and midday in North America. A message left unanswered overnight may already have gone to a competitor by morning.
Workable solutions, cheapest first:
- Automated first reply. Confirms receipt and sets expectations, and keeps the reply window open.
- Evening shift. Once volume justifies it.
- Region-based team. A small team working a specific market's hours.

Internal communication is a channel too
The commonly overlooked part of an omnichannel setup is internal discussion. When conversations about a patient happen in WhatsApp groups, knowledge accumulates outside the record and disappears at handover.
Mentions and comments move that discussion under the patient record: the clinical opinion, the price approval, the operational note all sit in one place. In practice it means a new consultant can pick up a file in five minutes.
